pelanggan, harapan layanan pembeli dan persepsi tingkat layanan, variabel yang
dihasilkan dari perbandingan antara tingkat layanan, dan persepsi kualitas layanan dan
kepuasan yang dihasilkan dari perbandingan ini.
Penelitian ini terbatas pada dimensi keandalan layanan untuk menjaga tuntutan pada
responden survei sederhana dan karena keandalan adalah dimensi yang paling penting
untuk pelanggan [Zeithaml et al., 1993: 1-12]. Berry dan Parasuraman [Berry, 1991],

METODOLOGI PENELITIAN
Pengumpulan Data
Kerangka sampling adalah personel layanan perbaikan mobil
yang bertanggung jawab untuk memesan komponen di wilayah
pertengahan Atlantik di AS bagian timur. Para responden (75%
dari mereka yang didekati berpartisipasi) `'independen dari
produsen mobil dan pemasok suku cadang resmi mereka dan telah
bekerja di bisnis layanan perbaikan mobil rata-rata selama lebih

rendah daripada yang diprediksi dan layanan yang dirasakan karena konstruksi ini
berkaitan dengan tingkat layanan minimum. Tabel 3 menunjukkan bahwa kondisi-kondisi
ini telah dipenuhi.
Metode Analisis
Hipotesis 1 diuji menggunakan prosedur t-test, Hipotesis 6 diuji menggunakan F ratio dan
semua hipotesis lainnya diuji dengan menggunakan program analisis struktural LISREL
dengan estimasi kemungkinan maksimum [Carmines dan Zeller, 1979]. Meskipun model
yang diusulkan tidak mengandung beberapa indikator item dari konstruk, prosedur
estimasi simultan dari sistem persamaan digunakan karena model terlalu teridentifikasi
[Bollen, 1989].

An implication of the linkage between desired and adequate service levels is that as
adequate service level varies, (it is hypothesised to vary
more than the desired level), the desired service level moves to some degree to preserve
the zone of tolerance. On this point the ZBP [Zeithaml et al., 1993: 1-12] model is

supported. The lack of a perfect relationship, (72-0.33), between adequate and desired
service levels allows the desired service level to be less variable which is also consistent
with the model.
Desired Service Levels Less Variable than Adequate Service Levels (Hypothesis 6)
Zeithaml hypothesised that changes in the width of the zone of tolerance would be more
dependent on changes in the adequate, as opposed to, the buyer's desired service level
[Zeithaml et al., 1993: 1-12]. The results confirmed Hypothesis 6 when the variances of
the two variables were compared (F=1.98, prob.=0.01). The reasoning supporting this
hypothesis offered by the researchers, that the antecedents of adequate service levels
would be more variable than the antecedents of the desired service level, was not
confirmed. An examination of Table 3 reveals that the average standard deviations for
these two groups of variables are approximately equal.

should also strive to incorporate a larger array of research variables which reflect the
complexity of the purchase situation into research models.

MANAGERIAL IMPLICATIONS
The results presented above show that buyers assess service quality by comparing the service
level which they receive against both the service which they would ideally like (desired), and
the service they are willing to accept (adequate). Service satisfaction is assessed from a
comparison of what service was expected (predicted) and what was actually perceived.
Business to business marketers who make service promises to potential buyers as a means of
securing orders should keep in mind that this tactic can also play a role in making quality and
satisfaction harder to achieve. Service promises work to increase buyers' desired service levels
which makes the perceived service-desired service comparison less favorable. It should be
remembered that the desired service-perceived service level comparison has a greater influence
on service quality perceptions than the adequate-perceived service level comparison. Service
promises also elevate the buyer's expectation for service performance, which in turn makes the
perceived-predicted service comparison, and buyer satisfaction, less favorable. .A second
major lesson from the study is that higher perceived service assessments are directly linked to
both higher service satisfaction and quality assessments. Efforts by the service marketer to
enhance the service actually delivered should payoff in terms of both quality and satisfaction
outcomes. Thus what can be concluded is that service managers should not make extravagant
service promises and they should strive to deliver all they can. This may be a difficult course
of action in the face of service competitors who strive to win buyer allegiance with inflated
service promises. However, the manager in this case should remain steadfast in the knowledge
that in the long-term actual delivered service will best secure buyer loyalty by achieving the
twin objectives of service quality and satisfaction. Salespeople also need to keep this lesson in
mind.

their comparison standards from ideal standards in prepurchase to between brand comparisons in post-purchase.
